Role: Instructional Designer + Learning Developer
Audience: Customer Service Representatives & Training Instructors
Deliverable: Virtual Instructor-Led Workshop

Supporting Resources: Facilitator Guide • Quick-Reference Job Aid
The Challenge
Customer service representatives need more than knowledge of policies and procedures to navigate difficult conversations effectively. Word choice, tone, confidence, active listening, and empathy can significantly influence the customer experience.
The learning experience needed to turn communication guidance into practical skills employees could actively practice and apply during real customer interactions.
The Solution
I designed a practice-centered virtual workshop built around four principles of confident communication: Clarity, Certainty, Calmness, and Competence.
Rather than relying primarily on presentation, the workshop moves learners through call analysis, communication reframing, tone practice, guided discussion, and realistic customer scenarios. A facilitator guide supports consistent delivery, while a quick-reference job aid reinforces key techniques after the workshop.
Behind the Design
Facilitator Guide
The facilitator guide provides structured timing, talking points, activity instructions, discussion prompts, and coaching guidance to support consistent delivery of the 60-minute virtual workshop.
Performance Support
A quick-reference job aid extends the learning beyond the live workshop by providing learners with an accessible resource for reviewing the 4 C's, communication reframes, and a practical call playbook.
Inside the Learning Experience
The final learning experience combines concise instruction, collaborative practice, realistic customer situations, and facilitator-led coaching to help learners strengthen communication skills they can apply on the job.
Outcome
The completed solution provides a facilitator-ready learning experience that combines instruction, guided practice, realistic application, and performance support within a focused 60-minute format.
The workshop was designed to help customer service representatives move beyond simply knowing communication best practices to actively practicing how to communicate with greater clarity, confidence, empathy, and professionalism during challenging customer interactions.
Portfolio Note: This project is based on professional work developed for a client. Names, branding, examples, and proprietary content have been modified or recreated to protect client confidentiality.
Practice the Language
Learners practice transforming common negative or uncertain phrases into confident, positive, and action-oriented language they can use during customer interactions.

Tone & Delivery
Learners explore how tone can change the meaning and impact of the same message by practicing different delivery styles and discussing how each may be perceived by the customer.

Apply the Skills
Learners apply the complete communication framework to realistic customer scenarios involving refunds, repeated transfers, and urgent course-access concerns. Facilitated discussion and coaching help learners evaluate their responses and identify opportunities for improvement.
