Navigating Refund Conversations

PERFORMANCE-FOCUSED MICROLEARNING

Project Overview

Navigating Refund Conversations is a targeted digital learning experience designed to help customer-facing employees approach challenging refund conversations with greater confidence and consistency.

Developed from an existing instructor-led training resource, the solution extends the learning through self-paced eLearning, practical application, facilitator-led reinforcement, and performance-support resources employees can reference on the job.

The Challenge

Refund conversations can quickly become difficult when customers are frustrated, disappointed, or expecting an outcome that may not be immediately available. Employees need more than policy knowledge. They also need practical communication strategies that help them understand the customer's concern, explore appropriate solutions, and navigate the conversation with clarity, empathy, and professionalism.

An existing instructor-led presentation introduced the core concepts, but the learning needed to be extended into resources that could support both independent learning and continued reinforcement during team huddles.

The Solution

I transformed the existing training content into a broader learning experience centered on two practical tools: the ANCHOR Framework, a structured approach for navigating the customer conversation, and the Captain's Checklist, a seven-step decision-support tool for evaluating refund requests.

The solution combines self-paced eLearning, realistic application activities, facilitator-led reinforcement, and downloadable performance-support resources. Together, these components give employees multiple opportunities to learn, practice, and revisit the strategies during real customer interactions.

The original training materials define ANCHOR as six communication steps and pair it with a seven-check decision process before issuing a refund.

Behind the Design

From Instructor-Led Content to Digital Learning

Using the existing instructor-led content as a foundation, I designed the self-paced experience to translate key concepts into concise instruction, practical examples, interactive learning, and application opportunities.

Rather than simply recreating the presentation online, the eLearning gives employees an additional way to engage with the content independently and revisit key strategies when reinforcement is needed.

Facilitation & Reinforcement

To support continued reinforcement beyond the self-paced experience, I developed a facilitator guide and script that allows team leaders to deliver the content in different formats based on available time.

The guide includes a 15-minute Sprint Mode for quick huddles and a 25–30 minute Standard Mode for a more complete facilitated session, with timing guidance, facilitator scripting, discussion prompts, practice activities, and feedback guidance.

Inside the Learning Experience

The final experience combines concise instruction, structured communication strategies, realistic practice, and performance support to help employees move from understanding the approach to applying it during customer conversations.

Outcome

The completed solution expanded an existing instructor-led resource into a flexible learning experience that supports both independent learning and facilitator-led reinforcement. Employees can engage with the content through self-paced eLearning, practice applying the strategies through realistic scenarios, and revisit key concepts using performance-support resources.

The solution was utilized across multiple brands by customer service representatives, supervisors, and quality assurance teams to support refund reduction efforts and broader business needs.

Learn the Approach

Learners are introduced to the ANCHOR Framework, a six-step communication approach for acknowledging emotions, identifying the issue, clarifying intent, communicating policy and context, offering alternatives, and reinforcing next steps.

Practice the Conversation

Realistic customer scenarios give learners opportunities to consider how the framework can be applied during challenging refund conversations and practice responding with greater clarity, empathy, and confidence.

The instructor-led materials similarly move learners from instruction into scenario-based application, including rewriting an ineffective response using ANCHOR and applying both ANCHOR and the Captain's Checklist to more complex situations.

Support Performance

Downloadable performance-support resources reinforce the core learning and give employees concise references they can revisit when navigating refund conversations on the job.
